Customer Support Analytics Software: What to Test Before Buying
Evaluate support analytics with a repeatable script for source coverage, definitions, product matching, duplicate handling and decision usefulness.
Published

Test customer support analytics software by asking it to answer a business question, explain what records it counted, and show enough evidence to challenge the conclusion. Compare the same scenarios on each product's qualifying plan. A larger dashboard is not necessarily a more trustworthy one.
This framework is published by Outlined. It is designed to help you evaluate Outlined as critically as any alternative, rather than assume a vendor's own report is proof of accuracy.
Pick three decisions to support
Choose concrete questions such as which product needs clearer information, which issue causes repeated contact, and where unresolved work gets stuck. Define the owner who would act on each answer.
Separate operational reporting from customer insight. A product may be strong at queue workload and weak at product-request evidence, or the reverse. Score those jobs separately.
Zendesk's analytics offering illustrates the reporting capabilities of a broader service platform. Confirm the actual plan, configuration, and data scope needed for your question rather than comparing category labels alone.
Run this evaluation script
| Test | Ask the vendor to demonstrate | Passing evidence |
|---|---|---|
| Coverage | Which accounts and periods are included? | Explicit sources and visible gaps |
| Definitions | What does this number count? | Reproducible unit and filters |
| Product matching | Which item does an ambiguous message concern? | Supported match or honest uncertainty |
| Duplicates | How are repeated messages or linked records counted? | A documented rule you can inspect |
| Context | Does a withdrawn request remain current interest? | Interpretation consistent with the exchange |
| Traceability | Can a reviewer inspect examples behind a theme? | Appropriate source access or explained limitation |
| Permissions | What can an ordinary member see? | Access matches your intended policy |
| Decision use | What would an owner do with this answer? | An actionable finding with caveats |
Bring counterexamples, not only clean cases
Use authorised or synthetic examples containing several products, a sarcastic remark, an agent's suggestion, and a complaint followed by a successful remedy. Include missing or unclear information.
Keep synthetic examples clearly labelled. They can reveal behaviour but cannot establish accuracy on your real workload. Conversely, a convenience sample of real conversations does not automatically represent all channels and languages.
Ask the same question in each tool and preserve the exact wording, date, configuration, and result. Avoid silently repairing one product's answer while scoring another's first attempt.
Inspect the denominator
For a complaint rate, ask which complaints and which exposure were included. For sentiment, ask whether the unit is a message or conversation. For product demand, ask whether repeat follow-ups count again.
If an output cannot explain its denominator, treat it as directional until the definition is established. An attractive chart with uncertain units can create false confidence in a buying or staffing decision.
Score fidelity and coverage separately
A system may accurately summarise the conversations it sees while missing an entire mailbox. That is a coverage problem, not necessarily a classification problem. Another system may ingest everything but misinterpret customer intent.
Use separate review notes for missing records, incorrect labels, unsupported products, duplicated counts, and unhelpful aggregation. This makes remediation and vendor discussion more concrete than a single “AI accuracy” score.
Include operating effort and cost
Record setup time, taxonomy work, report maintenance, and the effort required to validate outputs. Confirm whether the demonstrated functionality belongs to the intended subscription. Price normal and busy workloads using consistent assumptions.
For Outlined, include subscription and usage terms and evaluate a representative set of your supported channels. Do not infer that a product capability seen in code is already configured correctly for your workspace.
Make the final decision evidence-based
Write down which questions each finalist answered well, which failed, and what remains uncertain. Essential access or data-fidelity failures should not be hidden by a high score for visual presentation.
Use the AI-insight validation workflow for a deeper pilot. The strongest purchase case is a demonstrated useful answer with a manageable review process, not a promise that nobody will ever need to inspect the evidence again.
